Using ‘I’ Statements

When we state something as a fact that is really just our subjective viewpoint it can have the following impacts upon ourselves and others:

1. It can alienate people from us because their experience may not be the same as ours. Of course, people will always have different opinions about things, but when someone states theirs as if it is a fact, this can lead others to see them as rigid in their view of the world or not someone they want to engage with.

For example: If I say:

Working in this place is impossible, no-one pulls their finger out and the company is going down the pan.

…others may not have such a dim view of the company and may feel quite offended that I should make such a statement. They may feel it necessary to defend the company, or themselves, or even to ‘attack back’ and make some statements about me that they also see as being factual!

Such a situation will often lead to a disconnection and distancing between all involved as it generates a win/lose dynamic regarding the respective views they hold. Someone must be ‘right’ if the views are portrayed as facts! And so, someone must be wrong – and it ain’t gonna be me!

If, instead I were to use ‘I’ statements, I could say it this way:

I find it really difficult working here, I think that some things don’t get done that need to be done and I’m worried about the future of the organisation.

I’m not suggesting this as a ‘script’ as I think it often sounds very false to use suggested wordings from others. My aim is just to present an alternative using ‘I’ statements. You may be able to create a different one and quite possibly a better one. By looking at a statement made in this way we can look at the consequences for future communication and for resolving conflict.

Using an ‘I’ statement acknowledges that the viewpoint is our own and not necessarily a fact about the situation.

My ‘difficulty working here’ could be down to my own present shortcomings and so to identify the difficulty can lead to identification of a corresponding training need I have, or a present lack of experience that only time will allow me to gain. Or it may lead to identification of circumstances that affect my ability to work that can be influenced and improved by others.

The point is we can review the situation in order to try to improve it rather than see the problem as a permanent ‘fact’ about the company, inextricably linked to other ‘facts’ about the people within it.

Also, in using the ‘I’-statement, I am not alienating others, nor am I introducing an interpersonal conflict to the already difficult situation. I am accepting ownership of my experience and acknowledging that it may not be one that is shared by others.

This connects quite strongly with the next aspect of using I statements…..

2. When we state something about a situation as a fact rather than acknowledge it as our own experience, it implies we are powerless to have any influence over our responses to the situation. This is a common way in which conflicts become entrenched and, seemingly, irresolvable. Again, the situation reduces to a win/lose dynamic where if one person’s fact is right then the other’s must be wrong.

‘You can’t talk to them.’

‘Those kinds of people will never change.’

‘Work is never going to make you happy.’

‘The Council doesn’t care.’

‘My boss is a bully’

Alternatives to the above using ‘I’ statements could be (and again you may have others):

‘I find it difficult to talk to them’

‘I seem to get the same reaction from them whenever we meet up.’

‘I haven’t found my work to be something I enjoy’

‘I have often felt that the Council hasn’t understood the difficulties I am having.’

‘I feel intimidated in the presence of my boss.’

All of these allow for a review of our own responses to the situation that exists. If I feel intimidated when my boss is around, what is it that he does that I respond to in that way? Why do I respond in that way? How could I respond in a way that would feel less diminishing of myself?

Similar explorations of all of the ‘I’ statements can follow on from them. All of them allow a self-exploration of our own experience and the possibility of creating new responses to the situations.

The point is that using ‘I’ statements allows for the possibility of exploration, creativity and change in response to the situation.

When the situations are described as ‘facts’ this implies they are fixed and unchangeable.

Nothing is fixed and unchangeable.

How to Turn a Tired Cliche Into an Attention-Grabbing Statement

The reason a cliche becomes a cliche is because it has been overused and lost its originality and impact. For this very reason, presenters are warned to stay away from using cliches in their speeches.

Phrases such as “if it’s going to be, it’s up to me“; “your attitude determines your altitude“; and “whether you believe you can or can’t, you’re right“, were powerful when they were originally uttered. But they’ve been used so often by so many speakers, the words now fall flat and fail to motivate audiences. Looking at the examples I’ve just used, you can see why you would want to stay away from using tired cliches in your speeches.

But before we throw the baby out with the bath water (sorry, I couldn’t resist), let’s look at a couple reasons you should use cliches.

The first reason to use a cliche was demonstrated in my last sentence. Audiences understand what it means to throw the baby out with the bath water. I realize there might be some cultural exceptions, but the phrase effectively conjures up an image and gets your point across. Since you want your message to be easily understood, there are times when an old, tired cliche will work quite well.

Another reason to use a cliche is to challenge your audience to think differently. In addition to being overused, most cliches are generally accepted as being true. “It’s not what you know, it’s who you know” and “knowledge is power” are just two that come to mind.

If you wanted to get your audience thinking, you could say something like:


“We’ve always been told that “knowledge is power”. But is that really true? Does knowing information really make you more powerful?

Well let’s examine that for a minute …

We know we should exercise, eat a balanced diet and get sufficient rest, but that doesn’t mean we do it.

We know we should think before speaking out of anger, but do we consistently demonstrate that in our actions?

We have a lot of knowledge about a lot of things that could make our lives richer and more fulfilling, but we often don’t do them. And if we do them, it’s often not on a consistent basis.

Knowledge puts us in a position of power, but the power truly comes when we take what we know and apply it to our lives consistently.”

Give it a shot (ahem). Take an old, tired cliche and search for a new way to use it in your next speech. It will be like … like … a breath of fresh air to your audience … SORRY!

Empathy Statements for Customer Service Representatives

Showing empathy to customers takes more than words, it also takes imagination. It’s not enough to utter a few well meant clichés, hoping this will placate an upset or angry customer. People working in customer service need to make the mental stretch and try to imagine what it is like to travel in the customer’s shoes.

When a customer is aggrieved or has had a negative experience, the most important thing for them is to feel that their point of view has been heard and understood. The worst thing that can be done is to fob the customer off with a few pat expressions, or not take their grievance seriously at all. Even if all the right things are being said, a poor tone of voice can result in poor customer service. Therefore it’s important that the customer can feel genuine sympathy when they speak to a customer service representative.

The customer might not always be right. Indeed, sometimes the customer may be very much in the wrong. For example, a missed payment on a credit card may have put an account into arrears, resulting in a declined purchase at a busy store. An embarrassing situation is the unhappy result. Suddenly the customer calls in a rage, feeling humiliated. The job here is not to tell the customer that they are to blame for having missed making the payment on time, but to try to understand their emotions and respond to them. Often in this situation, where a late payment on an account has resulted in credit being abruptly cut off, the customer can feel belittled and reduced. These feelings need to be addressed, allowing the customer to feel like they have been heard and their negative experience understood.

It takes character on the part of the service provider to keep calm when confronted with an angry customer. The very human response is to be defensive, and return aggression with aggression. Employees need to train themselves to control their emotions, to take a step back, breathe deeply, and let the unhappy customer get everything off his or her chest.

The three main points to remember when serving an angry or upset customer are:

  • listen quietly and carefully to their complaints, without interrupting at all;
  • remain polite and show respect, no matter how hostile the customer becomes; and
  • maintain a sympathetic and even tone of voice. Never raise your voice.

In most circumstances, a customer who is rude but only receives civility and understanding in return, will find it difficult to keep up their aggressive behaviour. It’s hard not to feel ill-mannered when you are continually being treated decently and with respect.

Empathy Statements for Customer Service Representatives

The following are helpful empathy statements that can be used to diffuse potentially explosive customer service situations.

  • “We always appreciate customers who take the time to give us their feedback. I’ll pass what you’ve said onto our management team.”
  • “Thanks for alerting us to the bad service you have received. What can I do to help fix the situation?”
  • “I’m sorry you’ve had such a bad experience. I’d like to try and help.”
  • “I can completely understand. If that happened to me I’d be really upset too. I can imagine how frustrating that must be.”
  • “What’s happened to you is unacceptable and against company policy. Let me consult a supervisor to see if there is anything extra we can do to help.”
  • “It’s perfectly understandable that you’re very upset about what’s happened.”
  • “The same thing happened to me only recently, so I can see why you’re angry. It’s a terrible inconvenience. Let me try and see what I can do to rectify the problem.”
  • “We don’t like to see our customers upset and inconvenienced. We always strive to create a positive customer experience.”

Working with angry or upset customers requires a high sensitivity to other people’s feelings, even when the customer is in the wrong. By not taking abuse personally, taking a step back mentally, and striving to understand why a customer feels humiliated or wronged, a dissatisfied customer can be turned into a satisfied one.

Are Mission and Vision Statements Really Necessary?

Miranda had been struggling with her team. Somehow they just weren’t operating as a cohesive unit. They weren’t on the same page, and nothing seemed to be working to get them to cooperate more with each other.

As they honed all of the ideas, phrases and words that they had all contributed, she saw very clearly that these statements showed who they were, what they stood for, and what they were up to in the world.

Miranda realized both how powerful the creation process had been, as well as how effective living them was going to be.

As they began to implement their mission and vision statements, she saw how anchored her team had become, and how incredibly committed they all were.

These two simple yet powerful statements gave meaning and direction to everything they were doing. Together they were truly a pathway to their very clear success!
